本材料试图根据编者在国外学习和工作的实际经验,针对现代社会对涉外公关文秘人员的要求,通过个案实例分析配以大量常用句型及情景对话,着重帮助该行业人员掌握公关文秘实用英语。

第一节
接待的注意事项(Guidelines for Reception)
一、接待人员的基本任务

迎宾送客是接待人员(reception)的主要任务.大公司的接待人员一般是专职的,其任务只是负责安排会见等.小公司的接待人员则可能还要接待来客,兼作打字和负责内部电话交换机等一些职员工作.有时接待人员也可以由公关人员或秘书兼任.
国外公司常根据其公司大小而设有不同等级的秘书,常见的有:
1. Private secretary 私人秘书(如总经理秘书)
2.Administrative secretary 行政秘书

3.Executive secretary 执行秘书

4.Secretary 秘书

5.Secretary-recptionist 秘书兼接待员

其中第一//三类为高级职员,第四/五类为一般职员.在通常情况下,后两类秘书党必须兼任接待工作.
如一家高级中外合资宾馆对其秘书的要求如下:
PRIMARY DUTIES主要职责)
1. Prepares/types all the correspondence in the department and keeps an organixed file of these.(起草或打印所在部门里的所有信件,并妥善建档保存)
2. Receives all incoming correspondence and sorts it out: for action,for signature,for follow up, etc.(接收所有来信,并就下列各内容分类:要处理的,要签名的,要继续联系的,等等.)
3. Answes telephone calls ,takes down messages and relays these to the boss.( 接电话,记下留言,并转告上司,)
4. Keeps record of appointments and meetings of the boss and reminds the boss accordingly.(记下上司的约会安排,并届时提醒上司)
5. Takes down minutes of meetings and distributes them promptly.(负责会议记录,并及时整理分发)
6. Requisitions/controls office supplies/equipment needed by the department.(领取/管理所在部门办公室用品和设备.)
7. Performs other tasks as assigned by the boss including the preparaton of coffee/tea for the boss and/or official visitors.(处理上司布置的其他事务,如为上司以及其客人准备茶水等.)
8. Is responsible for the cleanliness and orderliness of his/her and the boss' office.(负责本人办公室和上司办公室的卫生整理工作.)
SECONDARY DUTIES(次要职责)
1. Does public relations in favor of the boss and the hotel by having good relations with clients,guests and other contacts.(通过与客户,客人,和其他有关单位保持良好关系来为上司和饭店做好公关工作)
2. If requested by the boss, gives his/her own comments or from other people to improve working relations/procedures.(应上司要求就必进工作关系,工作方式提出本人或他们的意见.)
此外宾馆还对秘书的hygiene(个人卫生),cosmetics/makeup(化妆),business attire(工作方式),posture(姿势),office etiquette(办公礼节),甚至washing/laundry guide(洗衣服方法)等都做出了具体.
二、接待的基本注意事项

假设你是个接待人员,当你正在忙着,如正坐在打字机前打份报告时,一个客人来访,他说Excuse me. Good morning.时,你必须如何对待呢?是站起来迎接并与其握手,还是等你打完一行字才抬头招呼?这些都是一名公关接待人员或秘书所要注意的事项。

1.应随时了解上司的日程安排

对待有预约和无预约的客人必须用不同的接待方式,所以接待人员必须事先了解上司当天所有的约会安排(Appointment schedule)及行踪。上时上司可能突然外出,而忘了告诉你,所以你必须设法提醒他,可准备一份用颜色鲜艳的纸张制成的Notebook,置于他的桌上某一固定位置,如下例:

I have gone to___________________
Will be back at___________________
Reach me at_____________________
(我到……去了)

(将于……回来)

(可到……与我联系)

上司临时外出时,便可填上其所去的地点,预计归来的时间,和可联系电话号码。

此外,掌握了上司当天的约会安排后,最好在每个约会前五分钟左右提醒上司,让他做好准备,这样如果上司手头正有事,便可尽快做出安排。例如:假设你进去通知上司,Mr. Brown五分钟后将来访,而上司正在同某人谈话,估计一时还完不了,他便可说:

Will you apologize to Mr. Brown for keeping him waiting, but we muse continue his conversation for about fifteen minutes more.(你请布朗先生稍等一下,我还得再谈十五分钟左右)这样当客人来时,你便可直接向他解释,请他稍等一下。

2. 应立即招呼来访客人

你应该认识到大部分来访客人对公司来说都是重要的,要显得热情友好,愿意提供服务。尤其是秘书兼接待人员(secretary-receptionist)随时要有招呼客人的准备,如果你正在打字应立即停下,即使是在打电话要也对客人点头示意,但不一定要起立迎接,秘书也不必与来客握手。

3.主动热情问候客人。

4.陌生的客人光临时,要问清其姓名及公司或单位名称

May I have your name, please?
What company are you from?
What company do you represent?
Could you tell me what company you are representing?
5.郑重接过对方名片

想要索取名片时说Would you give me your business card?或May I have your business card?
接过名片时要确认一下Mr. Tom Brown of Golden Lion Co.?
如见到不易拼读的姓,必须询问 Is your name pronounced…

如实在没把握 How do you pronounce your name , please?
6. 来客没有预约而要求会晤上司时,不要立刻回答上司在或不在。

当对方问May I see Mr. Hunter? Is Mr. Hunter in?你不要立即回答yesno,而要告诉对方:I’ll see if he is available(我看看他有没有空),并婉转询问对方来意:May I tell him what you wish to see him about?(请问您找他有什么事?)如果对方没通报其姓名则必须问明: May I have your name, please?
7. 判断来客的身份,种类,以便决定是否引见,何者优先等等。

要事先了解上司是愿意随时接待任何来客(keep an open door to every caller),还是喜欢视情况而定(decide on case by case basis).
一般可将访客分为以下几个种类:

⑴Client 客户

⑵Business partner/friends 工作上的伙伴,搭档

⑶Family members , relatives 家属、亲戚

⑷Personal friends 私人朋友

⑸Others 其他

在没有预约的情况下,通常可按照以上顺序决定何者为先,如果来客非常重要,就不要私自挡架。

8.谢绝会晤时要说明理由,并表示谦意

如:I'm sorry , Mr. Smith has a full schedule this week. Could you please write a note to him on the matter you wish to see him about?或安排另一约时间:I'm afraid Mr. Hunter can't see you today. He's in the middle of a meeting at the moment. Would you like to make an appointment for next Wednesday?
但不要在没取得上司同意以前就确认你另定的约会时间,最好告诉来客:

May I call you back to confirm?
然而若是前来无理取闹,胁迫上司的来客,则应断然挡架。

如: I'm sorry , but Mr. Hunter cannot see you now.
9.未经上司同意,不要轻易引见来客

即使是事先有预约的来客光临,也要先通报上司(可用电话联系或亲自前去报告),等候指示。如:Mr. Hunter , Mr. Baker of Golden Lion Co. is here for his three o'lock appointment.
倘若没有预约,即使是你认为上司肯定会接见的客人,也不可擅自引见。

10.若上司不在或一时联络不上,应该向重要来客说明原因,表示将主动联系或协助安排另一约会时间,(参见第8),如可以说:

I'm sorry , he is not in now. Shall I have him call you when he returns?
如对方表示:Yes, please时,应向对方探询其通讯处以及联系时间,如:Can he call you at your office this afternoon?
11. 让来客等候时要注意照料并表示歉意。

如你手头一时放不下,或上司一时无法接待来客,你必须主动招呼客人,以免使其感觉受到冷落,你可说:Would you please have a seat and wait for a few moments?Would you like to sit down, Mr,Brown?
如果客人属提前来访,请其等候为合情合理。

请对方在适当的位置坐下,接待室平常要准备些报刊杂志。最好备有介绍本公司的机构,历史,宗旨和服务范围等资料的宣传品,供来客阅读,若是公关接待人员可利用机会陪访客交谈
,了解对方情况,介绍本单位的情况,若是秘书则没必要陪客人聊天,因此,请客人就座的位置应跟你的座位有一段距离
,这样,当你离座时,对方不可能看到你的办公桌上的文件。虽然秘书没有陪客人聊天的必要,但偶尔也应该表示歉意,打打招呼,不要显得不理不睬。

12.带路时走在客人前2-3步位置,靠边引导。

带路时要边留意客人的步伐,边引导: Would you come this way, please?
走到拐弯处时,要暂停,以手指示方向并说:This way,please.
如坐电梯,要让客人先上先下,你按电钮并示客人先进出:Would you get on the elevator,please?(请上电梯)Would you step out, please?(请下电梯)
开门关门时留意手不要交叉或背着手开门,手把在右侧的门用左手开,在左侧的用右手,这样显得姿势优美,若是向内开的门,则应你先进去,按住门并说:Would you come in ,please?等客人进来后再松开门。

13.初次跟上司见面的访客,接待人员要代为介绍。

在办公室里,只需做产、简单介绍,例如,假设客人Mr. Ted Brown来见你的上司Mr. Hunter,你引见时可说:

This is Mr. Hunter, Mr.Brown. Mr. Brown is with Golden Star Co.(布朗先生,这是亨特先生,这是金星公司的布朗先生)

Mr. Hunter , this is Mr. Brown, the Sales Manager with Golden Star Co.(亨特先生,这是布朗先生,金星公司的销售部经理)
从上述例子中可看出,秘书先把来客介绍给上司,这是公务来往中最常用的方式,但有时如来客的身份较高,则最好先向来客介绍上司,例如,假设来客是某大公司的总裁Mr. William Smith, 要见你公司的人事部经理Mr. Chen,你可说:

Mr. Smith, this is Mr. Chen, our personnel manager.
引见后除非上司要你留下,否则介绍完后即要退出上司办公室。

14.为客人准备饮料要询问其嗜好。

因为许多西方人不爱喝某种饮料,或对饮料的配兑有某种习惯爱好,所以准备饮料时,礼貌上要先问客人要喝什么:Would you like coffee or tea?
如对方表示要喝茶可问:Would you like it strong?(要浓点的吗?)
因为泡咖啡时有加糖的(with sugar), 不加糖和咖啡伴侣的(black) , 或加咖啡伴侣的(with milt/cream)。如对方点了咖啡,则可问:

How would you like your coffee?(您喜欢咖啡如何泡法?)
How do you take your coffee?Black or with cream?
Do you take sugar with your tea/coffee? How many(cubes of sugar?)(您的咖啡、茶里要不要放糖?要放几块?)
15.上司正在会客时,若有事联络或请示,须用递纸条的方式

可将事项写在便条上,进入上司办公室后,先向客人道歉Excuse me for interrupting(对不起,打扰了)把条子交给上司后听候吩咐,退时别忘了再次向客人道歉:

I'm sorry to have interrupted you(对不起,打扰了。)注意两句话的区别

16. 客人离去时,别忘了郑重道别

即使你正在忙,也别忽略了说声:Good-bye, Mr. Baker.

问候(Greetings)
Greetings 常给对方第一印象,亲切适宜的问候往往是建立友谊的基础,问候有多种多样,最常见的有下列几种:

Good morning 中午以前常用的问候语,答语相同

Good afternoon 午饭后至下午五点间一种问候语,答语相同

Good evening 傍晚六点以后常用的一种问候语,答相同

注意:Good night 不是见面时的问候语,而是仅在晚上分手时用的道别。

Hello 除了极正式的场合外,其他任何时间,场合都可用。

Hi 非正式场合所用问候语,较随便

Good day 在英美等国已较少使用,但在澳大利亚仍常使用。

如来客是陌生人,往往要根据对方性别在句末加称呼,如Good morning, sir 具体使用方法如下:

Sir 对不知姓名的单个男访客的称呼

MadamMa'am 对不知姓名的单个女宾客的称呼

Gentlemen 对不知姓名的多位男宾客的称呼,注意,这里不能用sirs.
Ladies 对不知姓名的多位女宾客的称呼,注意,这里不能用madams.
如对方是认识的人,或已知对方的姓名,则应称呼其姓氏,如:Good morning, Mr.Brown.而不要用Sir Madam.西方人认为 A guest's name is music to his ears.在异国他乡时听到有人称呼自己的名字会倍感亲切。

对认识的客人可加上How are you?一类的问候语,显得更加亲切。对第一次来的客人也要设法记住他的姓名,下回他来时你就可说:Good morning, Mr. Smith, and how are you today?这就显得比只说May I help you? 要热情。下面是一些How are you?一类的问候语及其应每件事句型:

1.How are you?
2. How's everything going?
3. How's your work going?
4. How's everthing with you?
5.How are you getting along these days?
以上各句的答语均可选用下列句型。

very well , thank you. And you?
Quite well, thank you. And how are you?
O.K., thanks , and you?
Not too bad, thanks, and you?
在较不正式的场合下,人们可以使用下列问候方式

1.How are you doing?
注意:How do you do? 不是问候语,而是用在被正式介绍时的招呼。

2.How are things?
3.How is life?
4.How is it going?
在问候对方时要注意场合、与对方的熟悉程度、以及对方身份等因素,以便选择合适的问候方式,下述几例就是不合适的问候形式:

注:R=Receptionist(下同)
1. R: Good morning, sir .How are you doing?
这里显然接待人员不熟悉该访客,因为她不知道对方姓名,而且用了较正式的问候套话,但后面的How are you doing?却为非正式问候,通常只能用来同较熟悉的人打招呼,不该用在这种场合。

2.R: Hi, Mr. President. How are you?
对上司不适合用Hi这种较随便的问候语。

3.R: Hi, Ms. Brown. How are you doing?
Jan Brown: Oh, Can't complain, I guess.(噢,还凑合吧)
从这两句的上下文来看,显然两者较熟悉,接待员用Mr. Brown 显得生硬,较使用的是用:Hi, Jan.
除了上述问候方式外,西方人,特别是英国人,喜欢在打招呼时谈论天气,尤其是当双方不熟悉时,更爱用谈话天气的方式作为问候,来打破僵局,找个话题聊天,通常的话题总是围绕着天气的变化。例如:

总的天气情况:

Lovely day, isn't it?
Miserable weather, isn't it?
气温

It's ever so cold today, isn't it?
天气变化

It's a bit cooler today, isn't it?
异常的天气

It's extremely windy today, isn't it?
That was a violent storm we had last night, wasn't it?
It's hot for this time of year, don't you think?
从上述例子中可以看出,对天气的谈论总是带有一些评论性的观点。很少就事论事,纯粹谈论天气状况的。如很少只说:it's raining today, isn't it?通常要说It's raining terribly hard today,isn't it?

第三节 介绍(Introduction)


1.介绍顺序

接待陌生来客时可由第三者介绍或自我介绍,西方人在介绍人们相互认识时,一般原则是先先反一般的人介绍给你所尊重的人(如妇女和老人),也就是说,要先把地位较低的介绍给地位较高的,然后再反过来介绍,通常按照下列顺序:
a wan → a worman(先把男的介绍给女的)
younger one → elder one(如同性别时,先把年轻的介绍给年长的)
lower rank → higher rank(先把位低的介绍给位高的)
unmarried → married(如同性别时,先把未婚的介绍给已婚的)
介绍时要注意不要用手指指向被介绍的人,未被介绍时,不要随便插嘴。

2.自我介绍

接待陌生来客时,可作自我介绍:
Good morning, sir. I'm Xiao Chen, Mr.Hunter's secretary. May I help you?
自我介绍时先将自己的姓名,职务告诉来客,然后再询问对方,相互自我介绍时一般要交换名片。

3.称呼

英美人的姓名排列与中国人不同,其姓名一般由两个词词构成。名字(given name, first name或 Christian name)在前,姓(family name , last name或surname)在后,要注意加以区别,也有三个词构成的,中间的为middle name,相当于中国人的“号”,经常是父母或亲戚朋友的名字,除了在极正式的场合下,通常不用middle name.
正式场合或关系 (Formal situation/relation),用对方职务加其姓(title+surname)或只用其职务(position only).如Professor Baker
一般场合关系(Neutral situation/relation)可用对方职务加其姓(title+surname)或只用其名字(given name)。如:Dr. Smith; Tom
非正式场合或关系(Informal situation or close relation)可只用其名字(given name olny)
注意:
1.不能以Mr./ Mrs. /Ms./Miss 或其职务加上其名(given name)来称呼对方,如不能称呼David Smith 为Mr. David
2.不能只称呼对方的姓名。例如称Thomas Lee 为 Lee,那样很不礼貌。

4.介绍的常用句型

(1)介绍
a. 正式场合:
-----Allow me to introduce … to you.
--------Let me introduce … to you.
--------I'd like to meet …
b.一般/非正式场合
-----Mrs. Brown, this is Mr. Jones.
-------- Mrs. Brown, Mr. Jones
(2)被介绍一一方可说:
----How do you do, Mrs. Brown.
-------(I'm) glad to meet you, Mrs. Brown.
-------(I'm) pleased to meet you.
另一方回答时可说:
----How do you do, Mr. Jones.
-------Glad to meet you, too.
------Pleased to meet you, too.
(3)自我介绍
a.正式场合:
----May I introduce myself? I'm …
----Let me introduce myself. I'm …
b.一般/非正式场合
----Hi, my name is …
----Hello , I don't think we've met before. My name is Xiao Li.
